What works instead:

"Thanks for calling. I'm going to ask you a few quick questions so I can understand your situation and make sure we can help. Sound good?"

That's it. One sentence. But it accomplishes three things:

Establishes the intake specialist as the guide
Gives the caller permission to relax (someone's taking over)
Creates natural structure for qualification

Bad version: "How can I help you today?" (reactive, puts caller in driver's seat) Good version: "Let me get a few details so I can point you in the right direction." (proactive, takes control)

2. They don't answer questions immediately.

When a caller asks "How much do you charge?" or "Do you handle cases like mine?" — the natural instinct is to answer.

Don't.

Not because you're being evasive. But because you can't give a good answer without context.

What works instead:

"That's a great question. Let me get a few details first so I can give you an accurate answer. Can you tell me what happened?"

This does two things:

Keeps you in control
Positions your eventual answer as thoughtful (not a stock response)

The pattern: Acknowledge → Redirect → Lead

"That's a great question..." (acknowledge) "...let me get a few details first..." (redirect) "...so I can give you the right answer." (lead)

3. They speak with earned confidence.

This isn't something you script. It's something you build.

When your intake specialist has heard 500 versions of the same story, they naturally develop the calm authority that converts.

Signs of earned confidence:

Slower speech (not rushing to fill silence)
Declarative statements ("Here's what happens next...")
Comfortable saying "I don't know, but I'll find out"

Signs they're winging it:

Upspeak (ending statements like questions?)
Filler words ("um," "so basically," "kind of")
Deferring everything to the attorney

What This Looks Like in Practice

A call that loses the client:

A call that converts:

First - is everyone okay? Any injuries?" Caller: "Yes, I hurt my back..." Intake: "I'm sorry to hear that. Are you getting treatment? ... Good. Let me get a few more details..."

Same caller. Same situation. Completely different outcome.

The difference between a receptionist and an intake specialist isn't the script. It's the posture.

Not to critique - just to notice: Who's leading? Who's asking the questions? Who sets the pace?
